How to respond to negative reviews, with a 2-star example

Quick answer

To respond to a negative review, check the visit record first, thank the reviewer by name, own the specific miss, and move the fix to a private message. In Omni Studio, Reggie reads the records and drafts the reply and the make-good offer. Posting and any re-clean wait for the owner.

How to respond to a negative review: check the facts first, then write a reply that is short, calm, and public. The fix happens in private. In this walk-through, AI employee Reggie reads the review and the visit record, drafts the reply, and waits for the owner's approval before anything posts.

We set up the workflows described here around your records, tools, and approval rules during Custom Build or Enterprise setup. Custom workflows are not included in the Pilot. The examples illustrate the steps; we agree on the scope with you before using live records.

Illustration with sample data. This is a walk-through with sample data. The business, the people, and the numbers are made up to show how the job works in Omni Studio. It isn't a customer story.

What came in?

On a Monday at 7:12 p.m. a new review landed on Wrenmoor's Google Business Profile. Reggie logged it from the review alert in the inbox:

Sample data: the review as Reggie logged it
Field Sample value
Rating 2 stars, from Carmen
Text "Paid for a full clean. The guest room was not touched. Nobody said a word."
Matching visit Biweekly clean, Monday 9 a.m. to noon, 18 Juniper Court

What did Reggie read before drafting a reply?

Four records, in this order, before a word was drafted:

Sample data: what the records showed
Record What it said
Visit record Crew of two led by Tomas; closed at 11:50 a.m.
Room checklist Every room ticked except the guest room, marked "skipped"
Crew notes Door locked. Tomas meant to text Carmen and didn't
Past messages Carmen once asked for a text if a room is skipped
Olivia with a clipboard checks a visit checklist card beside a laptop
The checklist and crew notes showed what happened before the reply was written

. The records changed the reply. The room was locked, but the crew should have told Carmen and didn't.

Records first, then two drafts. The owner approves before anything goes out

What did it draft?

Under the review

The public reply

  • Thanks Carmen by name
  • Owns the miss in one sentence
  • Says who will reach out
  • No address, no excuses

To her number on file

The private text

  • Explains the locked door
  • Offers a free re-clean of the room
  • Gives two open times
  • Does not mention the rating
The public reply shows care and the private text gives the fix

One judgment call stands out. The locked door is true, but Reggie kept it out of the public reply. An excuse in public reads as an argument and shares details of Carmen's home.

What waited for the owner, and why?

Posting the reply is a public message in the business's name. The re-clean spends crew time. In Omni Studio, sending, spending, signing, and changing records wait for approval by default.

Bea saw both drafts, the records, and the reasons at 7:20 p.m. She could approve, edit, or decline. She changed "Bea will reach out" to "I will reach out," and the edit is logged.

What happened after approval?

Google checks a reply against its content policies, then notifies the reviewer. Carmen picked Thursday, and Reggie drafted the hold for Bea to approve.

Sample data: the log for this job
Time Action Approved by
7:18 p.m. Reply and re-clean text drafted Waiting
7:24 p.m. Reply posted with Bea's edit; text sent Bea
8:05 p.m. Thursday re-clean held for Tomas's crew Bea

The offer didn't ask Carmen to change her review.

What if the reviewer has no visit on record?

A 1-star review from a profile named Kit says the crew broke a lamp. Reggie finds no match by name, phone, or street. It doesn't guess or accuse. The card says "no visit found".

No matching visit: the card flags the gap and asks the owner first

The neutral draft: "We can't find a visit under this name. Please call us at 555-0164 so we can look into it." The card also lists Google's options.

Google's policies don't allow reviews that aren't based on a real experience. An owner can report one from the Business Profile. Disliking a review isn't a reason for removal.

How Google handles replies and reported reviews, from Google Business Profile Help (read Oct. 10, 2026).

The FTC rule on consumer reviews, in effect since October 2024, bans buying fake reviews, paying for a set sentiment, and suppressing reviews with unfounded threats or false public accusations. This is general information, not legal advice.

What is the five-part checklist to respond to negative reviews?

  1. Check the record Find the visit, the checklist and the notes first.
  2. Thank them by name One short line, no form opening.
  3. Own the specific miss Name what went wrong. Leave the excuse out.
  4. Move the fix offline Say who will contact them, and when.
  5. Log it and fix one thing Record the reply, the offer and one process change.

No visit on record? Stop at part one, reply neutrally, and report only if the review breaks the platform's rules. Never tie an offer to a changed rating.

How do you try this on sample data?

The reputation management use case runs this job on sample data. Reggie is one of the seven AI employees. The review requests use case drafts the ask when a job closes.

For cleaning crews, see recurring bookings, AI for cleaning businesses, and the answering service guide. AI employee Mia, the chief of staff, answers calls on your own number. AI phone answering is available.

Customer follow-up for contractors covers the whole sequence, and the AI marketing assistant guide shows where reviews fit.

Frequently asked questions

How do you respond to a negative review on Google?

Check the facts first. Then write a short public reply: thank the reviewer by name, own the specific problem, and say who will contact them. Handle the fix privately. Google checks a reply against its policies and notifies the reviewer.

Can an AI review response tool post replies on its own?

In this workflow, a person posts the approved reply. During setup, we configure Reggie to read the records and draft the reply and any make-good offer. Posting and spending wait for your approval, and every decision is logged. Posting the public reply stays with a person.

Can I offer a refund if the customer changes the review?

No. The FTC rule on consumer reviews bans incentives for a review that expresses a set sentiment. Make the offer to fix the problem, and never to change the rating. This is general information, not legal advice.
